Sales and customer contact
How to screen customer service representatives
Customer service representatives work across channels: a counter in a bank branch, live chat for an e-commerce business, email for a utilities provider, the phone for an insurer. The skills overlap with contact-centre work but the role usually carries more ownership: a representative may handle a case from first contact to resolution. This guide focuses on that ownership and on writing and speaking clearly.
The bar
What good looks like
Good representatives treat a complaint as a case to resolve rather than a conversation to end. They gather the facts, check the policy, explain what they can and cannot do and record what happened so the next colleague does not start from zero.
They also judge tone across channels. A message that works face to face can read as abrupt in writing. Strong candidates adapt how they communicate to the customer and the medium, and they know when to hand a case to a supervisor.
Assess
Competencies to assess
Case ownership
Takes responsibility for resolving an issue and closes the loop with the customer.
Policy judgement
Applies rules consistently and explains them without hiding behind them.
Written and spoken tone
Adjusts language for chat, email, phone or counter conversations.
Accurate records
Logs cases so that colleagues and auditors can follow what happened.
Empathy with boundaries
Shows understanding while staying within what the business can offer.
Ask
Structured interview questions
- 01
A customer returns an item outside the refund window and insists they were told it would be accepted. What do you do?
A strong answer: Checks the record, listens to their account, explains the policy, looks for any permitted alternative and escalates if there is evidence they were misinformed.
- 02
Describe a case you owned from start to finish. How did you know it was resolved?
A strong answer: Gives a clear sequence and defines resolution from the customer's point of view, not just closing a ticket.
- 03
How would your reply to a complaint differ between live chat and email?
A strong answer: Explains shorter turns and quicker acknowledgement in chat, and a complete summary with next steps in email.
- 04
A colleague has promised a customer something that breaks policy. The customer is now with you. How do you handle it?
A strong answer: Avoids blaming the colleague in front of the customer, explains the position honestly and involves a supervisor where needed.
- 05
What information do you record after resolving a case?
A strong answer: Mentions the issue, actions taken, what was agreed and any follow-up date, in language another colleague could understand.
- 06
Tell me about feedback you received on your service and what you changed.
A strong answer: Accepts the feedback, gives a specific behaviour they changed and an example of the result.
Probe
Red flags to probe with a person
These are prompts for a follow-up conversation, not automatic reasons to reject. Context matters, and a reviewer should hear the candidate out.
- Ends difficult conversations by promising things they cannot authorise.
- Sees record-keeping as something to do only when there is time.
- Describes customers as the problem in most examples.
- Cannot explain a policy without simply repeating that it is the rule.

Configure the role
Set the role criteria, competencies and job-specific interview prompts in an interview template, and agree the scoring guidance with the hiring manager.
- 02
Invite candidates
Send the interview invitation by email from the hiring pipeline, or attach the template to a job so applicants are invited after they apply.
- 03
Candidate completes a voice interview
After a notice and consent step and a quick microphone check, the candidate answers your questions in a spoken interview in English or Arabic, at a time that suits them.
- 04
Recruiter reviews the evidence
Your reviewer reads the transcript and an evidence-backed scorecard that quotes the answer behind each competency score. Any AI recommendation is advisory and marked for human review.
- 05
A person decides
Your recruiter or hiring manager decides who moves forward to the next stage. Voxxhire does not hire or reject anyone automatically.
Setting it up for customer service representatives
Tell Voxxhire which channels the role covers and write prompts for those channels; a branch representative and a chat agent should not be screened identically. For regulated settings such as banking or insurance, include a prompt about handling a request that needs identity verification or a formal complaint process. Reviewers should note where a candidate's answer suggests training needs rather than unsuitability, so the hiring manager can make a balanced call.
Boundaries
What Voxxhire does not do
Voxxhire runs and documents the structured interview stage. It does not verify visas, licences, certificates or right-to-work status, and it never hires or rejects a candidate automatically. For customer service representatives, your team still owns:
- Written tests for chat or email roles, if you use them.
- Visa, residency and right-to-work status.
- Any background screening required by your regulator or client.
- References from previous service roles.
FAQ
Frequently asked
Is a voice interview right for a chat-only role?
It still shows how the candidate reasons about cases and policies. Add a short written exercise of your own if written tone is central to the job.
Can hiring managers see why a candidate scored as they did?
Yes. Each competency on the scorecard is linked to quotes from the transcript, so the reviewer can check the evidence before deciding.
Can we use the same template across branches?
Yes, and that is a good way to keep the first round consistent. Keep a separate template for roles whose channels or responsibilities differ.
